The Passenger Services Supervisor leads, monitors, and supports frontline Passenger Service Agents across all terminal touchpoints—including check-in, ticketing, baggage drop, premium lounges, and departure gates. The primary objective is to ensure a seamless, secure, and world-class customer service experience, manage queue throughput, enforce airline and border compliance rules, and tactically resolve issues during irregular operations (IRROPS) like delays or cancellations.
Job Description
Responsibilities
Staff Assignment: Mananges passenger surges by tactically deploying Passenger Service Agents to specific check-in zones, self-service kiosks, or high-density boarding gates.
Shift Briefings: Lead pre-shift briefings to inform agents of flight loads, VIP arrivals, transit passenger volume, updated visa restrictions, or expected weather disruptions.
Performance Coaching: Monitor agent behavior on the terminal floor, ensuring adherence to grooming standards, professional etiquette, and accurate processing protocols.
Compliance, Security & Document Verification
Regulatory Enforcement: Ensure agents strictly validate passenger travel documents, visas, health declarations, and passports against international border regulations (such as TIMATIC data).
Revenue Protection: Oversee the strict enforcement of airline baggage policies, ensuring appropriate fees are collected for excess, oversized, or overweight luggage.
Security Adherence: Monitor boarding gate reconciliation procedures to ensure the exact number of boarded passengers matches the aircraft’s final manifest before the aircraft doors are locked
Irregular Operations (IRROPS) & Conflict Resolution
Crisis Escalation Management: Serve as the primary point of contact for resolving volatile passenger situations, denied boarding disputes (overbookings), and severely delayed travelers.
Re-routing & Accommodations: Lead the terminal team during mass cancellations to coordinate passenger rebooking, issue hotel/meal vouchers, and manage terminal overcrowding with empathy and composure.
Baggage Claims Support: Assist the baggage services team with complex tracking claims or lost luggage disputes for high-value or premium-tier passengers.
Education & Experience
Education:
High School Diploma or local equivalent secondary school certificate.
A Bachelor’s degree in Hospitality, Tourism, Communication, or Aviation Management is highly preferred.
Experience:
Minimum of 3-5 years of progressive experience as a frontline Passenger Service Agent. Prior experience in a high-volume hospitality or premium retail customer service role may be considered.
Proven experience leading or mentoring junior crew members is essential. Clean disciplinary and safety records

Certified in IATA Dangerous Goods Regulations (DGR) Category 9 (Passenger Handling).
Familiarity with international visa checking systems (TIMATIC).
